Personalisation across the customer lifecycle: from quote to win-back
An insurance customer has few but decisive points of contact. The PBM Campaign Platform turns each one into a personal journey – from the first quote through onboarding to the moment they want to cancel.
Definition
What does personalisation across the customer lifecycle mean?
Personalisation across the customer lifecycle means that, at every stage of their contractual relationship, each customer receives the message that fits their contract, their occasion and their consents. Instead of one-off campaigns, you get a cycle of journeys that are coordinated with each other.
Using health insurance as the example, there are six stages: quote, onboarding, claims settlement, premium adjustment, up- and cross-selling, and win-back. The PBM Campaign Platform manages all of them in one installation – with shared contact frequency management across all channels.
Six stages
Which moments make the difference in health insurance?
Each stage has its own occasion – and its own risk of losing the customer. The tiles lead to the matching profile.
-
1 · Quote
“The quote has been sitting unopened in the inbox for days.”
Following up on a quote
View profileYou can see who has viewed the quote – and remind only those who have not yet seen it.
-
2 · Onboarding
“The contract is signed – now what?”
Onboarding
View profileWelcome, consents, app and customer portal: step by step instead of everything in one welcome pack.
-
3 · Claims settlement
“Why was only part of it reimbursed?”
Explaining settlements
View profileThe tone follows the outcome: full, partial or no reimbursement – each explained clearly.
-
4 · Premium adjustment
“My premium is going up – should I cancel?”
Supporting adjustments
View profileThe mandatory notice is followed by a personal explanation with options and a contact person.
-
5 · Up- & cross-selling
“Does my cover still fit my life?”
Extending cover
View profileA suggestion that fits the contract and life stage – only with marketing consent.
-
6 · Win-back
“The cancellation is already on its way.”
Averting a cancellation
View profileShowing alternatives and letting the customer stay with one click – without pressure.
Profiles · Example
What does the journey look like at each stage?
Each profile is an example. You set waiting times, channels and content yourself. Before every send, all journeys check consent, contact frequency and approval.
Stage 1 · Quote
EmailLetterLanding pageHow does an insurer follow up on a quote without being pushy?
With a personal quote page that shows whether the prospect has viewed the quote. Only those who have not yet seen it get a reminder – and anyone with questions gets a call back.
- Occasion
Quote created – by customer service, by the agency or online. The handover via interface starts the journey immediately.
- Channels & steps
- Day 0: email or letter with a personal access code for the quote page. Access via a lock page with two factors.
- Wait for event ‘quote viewed’: 5 days; one reminder if not opened.
- Condition ‘viewed but not completed’ → task for customer service or the agency: offer a call back.
- Exit: converted (application submitted) or completed when the quote expires.
- Personalisation levers
Tariff and modules from the quote, contact person with photo, explainer video on the tariff.
- Compliance specifics
The platform treats reminders that go beyond the requested quote as advertising: only with consent for the channel.
- What to measure
Share of quotes viewed, time until opened, sales after a call back.
Stage 2 · Onboarding
EmailLetterLanding pageHow does an insurer support new customers in the first few weeks?
With an onboarding journey that starts with the start of the contract: a welcome from the contact person, a personal start page with the next steps and help exactly where the customer has not yet arrived.
- Occasion
Event ‘policy issued’ from the policy administration system. The journey starts the same day.
- Channels & steps
- Day 0: welcome by email if consent has been given. Fallback: letter with a personal access code.
- Personal onboarding page: contract overview, contact person, short explainer video, links to the app and customer portal. This is also where the customer chooses the channels through which you may contact them in future.
- Wait for event ‘customer portal registered’: 14 days; otherwise one reminder with step-by-step help.
- Day 30 · start check: “Has everything arrived?” – answer “no” → task for customer service, no further advertising in this journey.
- Exit: converted (portal registered) or completed.
- Personalisation levers
Tariff and modules, contact person or agency with photo, channel per consent, content per region, help only with what is still missing.
- Compliance specifics
The platform documents every consent given on the onboarding page. Personalisation uses master and contract data, not health data.
- Goal
Micro: onboarding page visited, consent given, app downloaded · Macro (primary): customer portal registered.
- What to measure
Registration rate, consents per channel, share of letter fallback, answers in the start check.
Stage 3 · Claims settlement
EmailLetterLanding pageHow does an insurer explain a settlement so that no complaint follows?
By matching the explanation to the outcome: brief for full reimbursement, detailed and with a contact person for partial or no reimbursement.
- Occasion
Event ‘settlement created’ with the outcome full, partial or no reimbursement. The benefit statement still comes from the policy administration system.
- Channels & steps
- Full reimbursement: a short note on how the customer can submit receipts via the app in future.
- Partial or no reimbursement: a personal explanation with the approved text module for the specific reason, plus a landing page with questions and answers and contact details.
- Condition ‘question asked’ → task for the claims team.
- Exit: completed; negative outcome in the event of a complaint – advertising pauses.
- Personalisation levers
Settlement outcome, reason as an approved text module, tone per outcome, contact person.
- Compliance specifics
Service is not advertising – no cross-selling in this journey. The journey uses only the outcome and the reason, no diagnoses. The landing page is protected by a lock page with two factors.
- What to measure
Queries per rejection reason, complaints, use of app submission.
Stage 4 · Premium adjustment
EmailLetterLanding pageHow does a health insurer support a premium adjustment?
With an explanation that follows the mandatory notice: what changes, why, how ageing reserves work and which options the customer has.
- Occasion
Event ‘premium adjustment notified’ from the policy administration system.
- Channels & steps
- Day 3 after the mandatory notice: email or letter: “Why your premium is changing – explained for you personally.”
- Personal landing page: old and new premium, reasons as approved modules, explainer video, options such as a tariff change or a different deductible, contact.
- Condition ‘option viewed’ → task for customer service: offer advice.
- Exit: completed; converted if the contract continues after the adjustment takes effect.
- Personalisation levers
Amounts, tariff, contract duration, suitable alternative tariffs, contact person, factual tone.
- Compliance specifics
The mandatory notice remains unchanged and comes first. The journey supplements it and does not hide the right to cancel. The tone check blocks appeasement and artificial urgency.
- What to measure
Cancellations after the adjustment compared with a group without the explanatory journey, tariff changes, queries.
Stage 5 · Up- & cross-selling
EmailLetterLanding pageWhen is an additional offer welcome rather than annoying?
When it fits an occasion the customer is experiencing – such as a contract anniversary or a new stage of life – and when no settlement or complaint is currently open.
- Occasion
Contract anniversary, a change of life stage in the master data or a gap in existing cover, for example a missing supplementary module.
- Channels & steps
- Gate ‘marketing consent’: no send without consent for the channel.
- Suggestion by email or letter: one module, one argument that fits the profile.
- Personal landing page: premium, benefits, purchase or appointment.
- Exit: converted (purchase) or completed; displaced if a higher-priority journey starts.
- Personalisation levers
Existing modules, age, marital status, region, argument from the approved argument pool.
- Compliance specifics
Selection based on contract and master data, not health data. The AI drafts text variants; risk assessment and pricing are not part of it. Contact limits apply across all campaigns.
- What to measure
Sales per occasion and argument, unsubscribes, displaced participations.

Stage 6 · Win-back
EmailLetterLanding pageHow does an insurer win back customers who have already cancelled?
With a single, respectful message: it confirms the cancellation, shows alternatives and lets the customer stay with one click if they want to.
- Occasion
Event ‘cancellation received’ from the policy administration system. The cancellation confirmation is sent independently.
- Channels & steps
- Day 2: email or letter: “Before you go” – with personal alternatives, such as a different tariff or deductible.
- Personal landing page: alternatives compared, an “I’d like to stay” button, call-back request.
- Event ‘chose to stay’ → task for customer service: confirm the withdrawal of the cancellation.
- No response: at most one reminder before the contract ends, then exit.
- Personalisation levers
Tariff, premium, suitable alternatives, contract duration, contact person.
- Compliance specifics
The cancellation stands until the customer states otherwise. Advertising requires consent for the channel. An objection immediately stops all journeys.
- What to measure
Withdrawn cancellations, switches to alternative tariffs, call-back requests.

One platform, six journeys
What connects the six stages?
All journeys run in the same installation. That is why each stage knows what is currently happening at the others.
-
One contact frequency management for all.
“The optimal mix of contact frequency and relevance – managed across all channels.” If a claims settlement has an open query, the additional offer waits.
-
Consent per channel, letter as fallback.
Before every send, the platform checks consent for the channel. If there is no email consent, a letter with a personal access code is sent.
-
The AI develops content. You decide.
Text variants for each stage are created as suggestions. Compliance check and four-eyes approval come before every use.
Frequently asked questions about the customer lifecycle in insurance
What is the customer lifecycle in insurance?
The customer lifecycle describes the stages of a customer relationship from the first quote to cancellation or win-back. In health insurance, these are typically quote, onboarding, claims settlement, premium adjustment, up- and cross-selling, and win-back. Each stage has its own occasion to which a journey can respond.
Which stage should an insurer start with?
With the stage that has a clear event in the policy administration system and can be measured. This is often onboarding or the premium adjustment: the trigger is clear, the data is available, and success shows in registrations or cancellations. Further stages then reuse the same attributes, brands and templates.
May health data be used for personalisation?
Health data is specially protected under Art. 9 GDPR. The profiles on this page therefore personalise with master and contract data and with the outcome of a settlement, not with diagnoses. Which data you use for which purpose is something to clarify with your data protection team. As of October 2026, not legal advice.
Does the platform replace mandatory notices such as the benefit statement or the premium adjustment?
No. Mandatory notices still come from your policy administration system or are sent as a separate, approved step. The journey supplements them with explanation, options and contact. It does not shorten or obscure any rights.
How does the platform prevent customers from being contacted at several stages at once?
Through prioritisation and contact limits. The more important journey wins; the other pauses until it ends. Contact limits and minimum intervals apply across all channels. An objection immediately stops all of the customer’s journeys.
