Reactivation: how to win back inactive customers with a genuine occasion
Quiet customers are rarely lost. Often all that is missing is a good reason to come back. The PBM Campaign Platform finds these customers automatically, contacts them with a suitable occasion – and stops in good time when someone is no longer interested.

Definition
What is customer reactivation?
Customer reactivation targets customers who no longer use or buy a product even though the customer relationship still exists. The aim is renewed use. Unlike churn prevention, there is no specific warning sign, but rather a prolonged silence.
Typical mistakes
Why do reactivation emails so often go unanswered?
Reactivation often fails because of three things: the tone, the occasion and the lack of an ending.
-
01
Admonishing tone.
“We miss you” sounds like a reproach, not an invitation.
-
02
No occasion.
A discount with no relevance to the person seems arbitrary.
-
03
No end.
Anyone who does not respond receives the same message every month – until they unsubscribe.
-
04
Head office instead of location.
The message comes from “the brand”, not from the gym, the branch or the car dealership around the corner.

Occasion instead of reminder notice (email or letter).
A rule selects the occasion: members who used to book classes hear about the new timetable for their type of class. Everyone else receives the offer of a free session with a trainer for a fresh start. The sender is the gym, with logo, address and team photo.
-
Wait for event: check-in (up to 14 days).
Yes → macro goal. No → step 4.
-
One reminder: choose an appointment on the landing page.
Short, friendly, with three available slots with the trainer. No second reminder.

-
Wait for event: check-in or appointment (up to 14 days).
Yes → macro goal or micro goal. No → step 6.
-
One question: “What is holding you back at the moment?”
On the landing page, with four answers: time · moving house · offer doesn’t suit me · prefer not to say. The answer determines what happens:
-
Deliberate exit.
Anyone who has not responded by this point leaves the journey. There is no further reactivation for 6 months.

Goals
Micro goals: landing page visited · trainer session booked · question answered. Primary macro goal: first check-in after entering the journey.
Exit paths (exactly one reason per exit)
- Converted: check-in reported – the journey ends immediately.
- Completed, negative: no response to occasion, reminder and question – deliberately let go, 6-month lock-out period.
- Exit event cancellation: if a cancellation is received, reactivation ends immediately.
- Left segment: the member checks in again without any connection to the campaign – automatic exit.
- Superseded: a campaign with higher priority is running.
- Withdrawal: stops everything immediately.
Manage centrally, deliver locally
Who sends the reactivation – head office or the location?
Both, with a clear division of roles. “Head office sets the framework, each location speaks under its own brand.” Logo, legal notice and sender are locked for the location; it may adjust images and class information. The contact limits apply across all campaigns – regardless of whether head office or the gym started them.

-
Automotive & car dealerships
Automotive & car dealershipsWorkshop customers with no visit for 24 months. Occasion: inspection due based on vehicle age. The sender is the dealership’s service adviser; the macro goal is a booked workshop appointment.

Personalisation
How do you win back quiet customers?
‘Individual for every recipient – but only with data approved for that purpose.’
‘The optimal mix of contact frequency and relevance – managed across all channels.’
- Occasion based on past behaviour (type of class, last service, last product)
- Sender location with team
- Offer personal appointment instead of a blanket discount
- Channel based on consent
- Timing from day X of silence
- Frequency no more than three contacts, then a pause
- Day 1: Reactivation Occasion
- Day 15: Reactivation Reminder · choose appointment
- Day 29: Reactivation Question
Measure
How can you recognise a successful reactivation?
| KPI | What it shows |
|---|---|
| Reactivated customers (macro goal) | How many become active again |
| Time to first use | How quickly the occasion takes effect |
| Response per occasion variant | Which occasion works for which group |
| Answers to “What is holding you back?” | Reasons you can address in your offer |
| Share of deliberate exits | How many customers you let go |
| Unsubscribes per send | Whether tone and frequency are right |
| Comparison by location | Where reactivation works better or worse |
No benchmarks without evidence.

Frequently asked questions about reactivation
When is a customer considered inactive?
You decide, to suit your product: 60 days without a gym visit, 24 months without a workshop visit or 9 months without an order. In the PBM Campaign Platform, the threshold is stored as a segment condition. Anyone who reaches it today starts today.
How often should you write to inactive customers?
A few times, with a clear end. In the example, there are no more than three contacts: occasion, one reminder, one question. A lock-out period follows. In addition, contact frequency management limits the number of contacts across all campaigns and channels.
What do I write to customers who have not bought anything for a long time?
A specific occasion instead of a reminder notice: a new class timetable, an inspection that is due, a new product generation or a personal appointment. The PBM Campaign Platform selects the occasion by rule based on past behaviour, for example the type of class last booked.
Can each location send under its own brand?
Yes. Each location is a separate brand with its own logo, sender and legal notice. Head office builds the journey once and locks legally important fields. Locations adjust images and local information within the permitted scope.
What happens if the customer cancels during the journey?
Then reactivation ends immediately. An incoming cancellation is an exit event that removes the customer from the running journey. The exit reason is recorded and visible in the analytics.
